Support teams need one place where every incoming request lands. In HubSpot, that place is the help desk, or the shared inbox in some portals. Channels such as a support email address, live chat and forms are connected to it, and incoming messages can create tickets automatically, assigned by routing rules. Help desk features depend on your Service Hub subscription.
Connecting the channels is the step that most often gets missed. If the support mailbox is not connected, emails go to a personal or shared mailbox outside HubSpot, tickets are created by hand or not at all, and SLA timers never start. Reports then show a quiet support queue while customers wait.
Routing decides who sees what. Without it, tickets wait in a general queue until someone picks them up. With it, tickets go to the right team or person based on channel, topic or customer, and the owner is accountable from the first minute. Routing also depends on the team structure in your portal being correct.
Check the setup from the customer’s side. Send a test message to every support channel and confirm it becomes a ticket, lands with the right team, gets a priority and appears in SLA reports.
